The job
An agent that answers from your help center, classifies every ticket, takes safe actions such as order lookups, and escalates anything risky or unclear to the right person with a summary.
Why it is hard
- Wrong answers about refunds, prices or policy create real cost and legal risk.
- The agent needs live data (orders, accounts), which means secure integrations.
- Deciding when to escalate is the hardest part: too late is bad, too early removes the savings.
- Quality drifts as your products and policies change.
What a good setup needs
Tools
- A help desk (Zendesk, Intercom, Gorgias) or a bot platform (Botpress, Voiceflow)
- A clean, current knowledge base the agent must answer from
- Read-only integrations first; write actions (refunds) only with limits
- Dashboards for resolution rate, escalation rate and customer satisfaction
Guardrails
- Answer only from approved sources and say "I am not sure" otherwise
- Hard limits on money-moving actions, with approval above a threshold
- Always offer a path to a human, and escalate on anger, legal or safety words
- Log each conversation and sample them weekly
Human-in-the-loop points
- Humans take every escalated ticket with the agent's summary attached
- A person reviews a weekly sample of resolved conversations
- A person owns updates to policies and the knowledge base
How to start small
Start here: Start with one topic (for example order status) in suggestion mode, where the agent drafts and a person sends, then switch to autonomous on that topic only.
How to know it works: Resolution rate without a repeat contact, plus customer satisfaction on bot-handled chats.

Quick answers
How do I stop a support bot from making things up?
Limit it to approved sources, tell it to say when it does not know, and review a sample of conversations every week. Keep write actions tightly capped.
When should the bot escalate to a human?
On low confidence, upset customers, legal or safety topics, and any money above your limit. Include a summary so the customer does not repeat themselves.
